Today on the show, I'm delighted to welcome Itziar Pobes, one of the co-founders and main instigators behind the newest service design conference to enter the scene: Service Design Disrupted, in Barcelona this October.

Full disclosure before we start. I'm one of the speakers at the event, alongside people like Lou Downe, Manjari Sahu, Simon Goff, and designers from Airbus, Bosch, IKEA, Roche, Frog and the Government of Alberta. So yes, I have skin in the game. But I want you to hear why I said yes so quickly, because this is not a conference production company parachuting into a city. This came from the community in Barcelona, after the conference they had for years came to an end, and a group of practitioners decided they were not going to let it disappear.

We also tried something a little bit novel in this episode. We used AI to generate the questions, and then let the conversation run wherever it wanted to go. Itziar tells me at one point that our friend the AI got a question wrong, which was, I think, the best possible outcome.

Before we jump in, here are three things to listen out for.

First, AI is not the only thing disrupting us, and it might not even be the biggest thing. Itziar makes the point that human-centredness and customer-centricity were the previous hype, and that hype is over. Organisations have moved on, agency models are under real pressure, and a lot of us are now learning what it feels like to work in a field that is no longer the shiny thing in the room. AI is part of the story. It is not the whole story.

Second, service design needs its punk moment. Itziar is brilliantly honest about how we lost credibility. We turned up to serious, decades old problems acting as if the world had started yesterday, as if a couple of workshops and a bit of research would sort it. The people in the room with you, the actuaries, the underwriters, the risk engineers, are experts in their own right, and we need to stop behaving like an alien species waiting politely for a brief.

Third, nobody is going to answer the big question for you. Itziar refuses to give one definition of what service design should fight for, because she does not think there is one. Are you a cog helping the organisation make money, or a force trying to transform it? Both positions are in the room at this conference on purpose. The work is deciding where you actually stand, and whether the place you stand is one you can make a living in and still feel something for.

When Intopia was founded 10 years ago, accessibility was largely a compliance exercise that leaned on fear more than encouragement. Sarah Pulis has spent her career turning it into something people actually want to do.

Gerry sits down with Juan, co-founder of Unit 1, the company behind the smart helmets Gerry's whole family now wears. They cover the pandemic pivot from ski helmets to cycling, why people don't wear helmets (and how design fixes that), what MIPS actually does, teaching drivers to read turn signals on a cyclist's head, and the newly announced Bosch partnership connecting helmet and e-bike. Plus the 35-minute customer support call that convinced Gerry this is what human-centred business looks like.

The conversation digs into what "smart" really means — and why Juan is trying to retire the word. They unpack MIPS and rotational impact protection in plain language, the logic of putting turn signals and brake lights above the roofline of cars so riders speak the driver's language, and the mental-model shift required before motorists instinctively read a signal on a cyclist's head. Gerry raises the questions his friends actually asked: do we need a smart helmet? Are they tracking you? (No, they're not.) And what about speakers for music — how does a safety company decide which customer requests to act on?

Gerry also tells the story that sparked this episode: a 35-minute Zoom support call with Anna from Unit 1 after an app update, and the philosophy behind it — "we don't see this as a problem, we see it as an opportunity." Juan explains why the founders still hop on customer calls themselves, and how those conversations turn customers into the brand's best salespeople, one traffic-light conversation at a time.

Ben Reason co-founded Livework in 2001 with the bold claim that service design was a thing worth building a company around. Twenty-five years later, he is the last original founder standing and still pushing the discipline forward. In this conversation, Ben and Gerry (yes, we know, just like the ice-cream) trace the arc from those early days of helping brands figure out the internet, through to a landmark engagement with the UK Parliament where a service operating model replaced a chaotic, project-driven backlog and delivered transformation two years ahead of schedule.

They explore what it takes for organisations to recognise they deliver services in the first place, how journey management plugs design into operations, and why the current moment feels like punk: stripping away the noise to focus on what actually works. Ben also shares reflections on scale, why mid-sized organisations often get the most from this approach, and what it would look like if governments truly designed the services they provide to citizens.

Forms expert Caroline Jarrett joins Gerry to talk about why the rush to AI is colliding with something most organisations haven't fixed - their own data. A conversation about errors, forms, and the unglamorous work that actually moves the dial.

Well, 6 in this episode, as Caroline is bloody amazing. Pick the three that land hardest for you :-)

  1. Forms are the only compulsory part of a service. Everything else in user experience is the mountain - forms are the tiny red peaks poking up above it. Get them wrong and the rest of your design doesn't matter.
  2. AI doesn't fix bad data - it propagates it faster. Before any organisation hands work over to a model, the honest question isn't "how do we use AI" but "do we even know how bad our data already is?"
  3. Most teams can't tell you their error rate. E-commerce calls it conversion. Government barely tracks it at all. If you can't see where people are dropping out - or being quietly forced into wrong answers - you can't design your way out of it.
  4. Forms don't just collect data, they shape behaviour. Every time a website rejects an apostrophe in O'Connor, or hides "other" as an option, it's forcing people to lie - and then treating that lie as truth.
  5. You don't have to be a statistician to find errors. Graph the data. Spikes, gaps and outliers will tell you where the wrong question is hiding faster than any spreadsheet ever will.
  6. The designer's job is to notice what everyone else has normalised — the broken form field, the impossible question, the dataset everyone distrusts but nobody fixes.

AI and design — not the hype, not the doom, but the practical reality. Behrad Mirafshar is the founder of Bonanza Design and host of the UX for AI podcast. He's been deep in the weeds using AI in real client projects — from research and data sense-making through to agents, automation and building modern applications. In this conversation, Gerry and Behrad explore why the real value of AI-driven design sits in the research phase, not auto-generated wireframes. They discuss how designers can use AI as a sparring partner and agent ecosystem to move faster through the double diamond, what skills and attitudes will matter most as we head toward 2030, and the tough questions around bias, inclusion, data ownership, and the younger generation using these tools.

  1. The real value of AI in design is in research, not wireframes. If you're only using AI to generate screens, you're touching the tip of the iceberg. The designers who thrive will be the ones with relentless curiosity, a willingness to go deeper than surface-level prompting, and the ability to keep the human in the loop when AI wants to run the show.

Dr. Rami Kaminski, psychiatrist and author of "The Gift of Not Belonging," explores why some people are wired as "otherverts" - individuals who cannot be shaped by group identity. This conversation reveals how otherness isn't a flaw but a genuine gift, offering insights into emotional freedom, empathy, and what happens when we stop trying to fit into systems never built for us.

We're all born as non-belongers - Babies have no sense of nationality, religion, or group identity; cultural conditioning teaches us what to belong to, not just that we should belong.

We’re on the Royal Mile in Edinburgh for a walking conversation with Lucy Kimbell — engineer-turned-artist-turned-academic, and one of the sharpest observers of how design actually lands in government.


Lucy has spent over 20 years moving between design, art, academia, and public administration. She’s worked with the UK Government’s Policy Lab, contributed to the recent Public Design Evidence Review, and now teaches and researches at the intersection of design, policy, and futures. We caught up whilst both of us were speaking at SD in Gov Conference in Edinburgh, in September 2025!

In this episode, I speak with Irish garden designer and tv personality - Diarmuid Gavin. He has presented gardens at the Chelsea Flower Show on nine occasions from 1995 to 2016 - He has also authored or co-authored at least ten gardening-related books.

For regular listeners, you will be familiar with a recent episode I did with 16-time Grammy award-winning producer, Rafa Sardina - well this episode is continuing on that trend. I am really keen to explore other disciplines to see how they work to solve complex problems and also approach their work. I see gardening and working with nature as a direct parallel to working within organisations. Thinking like this, I was excited to speak with Diarmuid to see how he explores designing for the future and chat at length about external factors that could hinder the designer's vision.
